About this role
FDB's Customer Support Lead role sits at the intersection of hands-on support work and team leadership. You'll continue managing customer cases—including difficult escalations—while overseeing a eight-person queue, coaching representatives, and driving adoption of AI-assisted workflows across the team. The position bridges operations between frontline staff, technical teams, and management, making you responsible for maintaining service levels, quality standards, and the feedback loop that helps improve AI performance in a healthcare context where accuracy directly affects patient safety.
This is a working lead role, not a step away from customer interaction. You'll spend time both in the queue and in quality reviews, skill coaching, and tracking metrics like first-contact resolution, customer satisfaction, and reopened cases. A key part of the job involves identifying adoption gaps when team members resist AI tools and coaching them toward proficiency—escalating only when coaching doesn't work. You'll also ensure clinical-review requirements are met on every AI-assisted answer involving drug or clinical information, maintaining the rigor FDB's healthcare customers depend on.
The role requires proven senior-level support experience—ideally at FDB or in an equivalent environment—plus genuine coaching ability and credibility with both representatives and technical staff. Pharmacy knowledge is preferred but not required. Based in San Francisco or Carmel with hybrid flexibility (three days onsite minimum), the position offers a salary of $72,000–$86,000 in San Francisco, along with standard benefits including medical, dental, vision, and 401k matching.
